Challenge
Operators were spending time collecting account context, reading history, drafting responses, and deciding next steps. Automation was possible, but full autonomy would have created quality and customer-risk concerns.
Approach
- Mapped the current workflow from signal intake to customer response.
- Separated tasks into automate, assist, recommend, and human-only categories.
- Designed a copilot experience with source-backed summaries, suggested actions, and review checkpoints.
- Defined metrics for acceptance rate, cycle time, intervention rate, and quality review.
